Human Care + AI Efficiency: Enhancing The Quality of SiteGround Customer Service

You either love or hate AI by now. Most of us are stoked by its capacity to resolve problems and cut our workload. Yet, we often hate it when we need actual assistance from an empathetic human being, but instead we are stuck with… a chat bot.

For us at SiteGround, adopting AI in our Customer service is an exciting and ongoing journey that started back in 2017 and evolves with the natural evolution of AI itself.

Our team loves AI and is convinced in its capacity to efficiently resolve complex challenges of all sorts. It already hugely contributes to improving our customers’ experience in many different ways and we are about to share with you how we have integrated it so far and some of the exciting new applications we’ve initiated. In case you, as a customer, have not yet experienced any of those, we would love you to give it a try and see for yourself.

At the same time, despite all our passion for AI, we believe that for more years to come the true value of any service business like ours will be defined by the expertise and experience of the humans behind it. That is why, as much as we invest in AI integrations, we also invest in growing the expertise and capacity of our Customer service team.

Our philosophy is that smart AI applications paired with human support is the key to maximizing customer care quality. By letting AI handle routine tasks and allowing human agents to focus on complex issues, we’ve elevated our service efficiency while maintaining the personal touch.

Pioneering AI at SiteGround

Our adventure with AI began back in 2017, when we introduced our groundbreaking AI-powered anti-bot system — the first of its kind in our industry! Today, this very system blocks a whopping 95% of malicious traffic before it even reaches our customers’ sites. Fast forward to 2019, when we integrated custom AI-powered real-time translation into our customer care systems, enabling us to serve clients in multiple languages and scale like never before. These early AI innovations worked their magic behind the scenes, dramatically boosting customer experience without direct interaction from clients.

With AI technology advancing at lightning speed, we took a bolder step into client-facing AI integration with the launch of our AI HelpDesk Assistant in 2023. It is designed to slash support response times for our most common inquiries, providing direct responses and how-to instructions from our extensive internal documentation, Knowledge Base and Tutorials. The results? Our instant AI Assistant nails the correct answer in 96% of responses, with 85% meeting our rather high customer service standards. Naturally, we couldn’t wait to build on that and take our AI applications to new heights!

Exciting Agentic AI Applications at SiteGround

In 2025, we added a brand new task-focused element to our AI assistant in our website control panel, Site Tools. On a daily basis, our clients perform a variety of website management tasks, some of which we’ve trained our AI assistant on. Now it analyzes our users’ intent in Site Tools and suggests performing certain actions on your behalf.

If, for example, you’re looking to clear the cache on your website, you can ask our AI assistant in Site Tools to help you do that. It will describe the steps you need to follow in detail, but will also conveniently suggest doing it for you. Just a simple confirmation on your part, and voilà! The task is completed in seconds, with a confirmation to boot!

At this stage, our AI task-oriented agent handles only carefully curated low-risk operations like website cache purge, country blocking, enabling CDN services, fixing WordPress permissions, checking SSL validity, and resetting DNS SPF records. Since these are all website-specific, it works only when engaged in SiteTools. But we’re already working on expanding its capabilities to tackle more tasks, including backup restores, and integrating AI agents into other areas like the SiteGround Customer Area, Email Marketing, and Website Builder interfaces.

Enhanced Efficiency

The biggest strength of our AI technology lies in its ability to tackle repetitive tasks and massive inquiries with speed and precision. Our AI-powered systems swiftly process and respond to customer queries, cutting response times even further and boosting our support availability. This efficiency frees up SiteGround’s human agents to tackle more complex issues, supercharging overall productivity.

Since its launch, our instant AI assistant has tackled over 1,500,000 questions and requests! By handling straightforward inquiries, it ensures that complex technical questions reach our support crew faster, resulting in quicker resolutions of higher-level inquiries as well.

In just the first month of operation, 15% of all chats with our assistant involved operations performed on behalf of customers. While this may seem modest, it’s a testament to our careful selection of risk-free processes, ensuring nothing goes awry.

Even Higher Availability

Having said all that SiteGround’s human support isn’t going anywhere! Available 24/7, our average resolution time is just 15 minutes. But for those small requests, our instant AI chat assistant spares even that! It’s available round-the-clock, unaffected by occasional load peaks on our support channels.

But beyond mere stats and numbers, our focus is on enhancing customer experiences. That’s why we have a built-in grading system for every AI assistant chat and closely monitor feedback from clients across all channels, both internally and via trusted third-party review systems like Trustpilot.

A screenshot of a SiteGround user's review on TrustPilot, highlighting the exceptional quality of support SiteGround offers.

Trusted Privacy

We also understand that AI in customer service can raise data privacy concerns. This is especially true if you’re giving away sensitive information to AI models yourself. But SiteGround’s AI assistant, powered by GPT-4o by OpenAI and customized by our in-house AI engineering team, works under our strict data protection, encryption, and security policies. Your privacy remains intact, with no sensitive information disclosed to OpenAI. Even if you enter sensitive data in our AI chat engine, our system ensures it remains obfuscated, safeguarding your privacy.

Handling Complex Queries with Care

While our AI assistant shines in managing simple inquiries, we recognize its limitations with complex or unique customer issues for now. In these cases SiteGround’s human judgment and expertise is irreplaceable, highlighting the indispensable role of our human support. But even in some of these intricate cases, our AI assists by narrowing down problems and gathering data, streamlining the work for our operators.

Where SiteGround Humans are Irreplaceable

By automating routine tasks, SiteGround’s AI assistant optimizes operational times and allows us to allocate human resources more effectively. Given our high volumes of customer interactions, our human support remains irreplaceable. AI handles simple tasks effortlessly, but nothing beats human expertise, connection, and empathy.

In fact, while developing our AI technology, we’ve not only retained but expanded our nearly 200-person in-house support team. We’re actively onboarding new members and upskilling experienced ones, ensuring top-notch service.

Striking the Perfect Balance

We’re firm believers that integrating smart AI with human support is the key to maximizing customer care quality. By letting AI handle routine tasks and allowing human agents to focus on complex issues, we’ve elevated our service efficiency while maintaining a personal touch. Our staff is trained to work seamlessly alongside AI technologies, enhancing customer interactions, as our clients can attest.

To sum up, for 8 incredible years and counting, AI technology at SiteGround has been creating exceptional customer experiences—with a human touch always at the ready. If we had to answer THAT question, AI did take our job — only to the next level!

Service in German Now Available at SiteGround

In this highly globalized economy, we believe that offering services customized for the local markets is the best way to deliver better quality and more convenience for our users. That is why we are proud to announce that besides English, Italian, and Spanish, we now start to offer our hosting services in German as well.

In the past few years, we have seen a growing number of customers from Germany, which has led to our decision to provide a data center location in Frankfurt. Now we are happy to attend to another need of the people from this region and we are adding the German language as an option for our site, all knowledge base articles, client interfaces and, most importantly, as a language on which our clients can communicate with our support via chat and ticket.

Our new German Website: de.siteground.com

To visit our new German website you may go directly to de.siteground.com, or you may choose region Germany in the footer. People visiting siteground.com from German or Austrian IPs will be automatically redirected to de.siteground.com. By ordering a hosting service from this website, you will have your account created by default in our Frankfurt data center and all your client interfaces, including the helpdesk will come pre-loaded in German.

How to switch an existing service to German?

If you are an existing client, you may easily switch your service language to German from the Profile page in your Client area. Thus your Client Area and Site Tools interfaces will be turned to German, you will be able to read all our tutorials and knowledge base articles in our Help Center in German and you will also be able to post your support inquiries and receive the responses from our representative in your preferred language. Please note that for all service languages except English, support communication may be aided by Google Translate.

We also would like to remind you that if your account is not hosted in our German data center, but you wish to host in it, you may have your account transferred to it through our relocation service.

We are happy that our service is now more accessible to all German-speaking customers and we hope that our decision to support their native language will make their hosting experience better than ever.

Our Client Area and Site Tools Turn Two!

Client Area and Site Tools Turn 2

Exactly 2 years ago we launched our new Client area and Site Tools. It was a huge moment for us not only because it completed a 2.5-year long software development cycle, but also because it set our hopes high on the infinite opportunities for service enhancements that opened ahead. To celebrate the anniversary of our new tools, we decided to recap which of those opportunities we turned into reality and what were the reactions and impact from all those improvements altogether. Oh, we’ve decided it’s time to stop calling them “New” Client Area & “New” Site Tools since any software that has successfully crossed the two-year and 5000 bug fixes and feature requests mark is officially proven and tried-and-true into maturity.

Revamping Our Technical Setup For a Faster & More Redundant Service

Once we completed the development cycle and perfected our migration scripts to transfer all existing accounts from the old to the new server setup and interfaces, our DevOps resources got fully directed into platform improvements. The three major and most essential projects that we completed, which were possible thanks to our new Site Tools server infrastructure, were focused on the key components of our service: PHP, MySQL, and DNS services. No website could run on any server without these 3 (and the actual web server software of course), so they lay the grounds of how your website will perform even before you have selected an application or put it live.

UltraFast PHP for Up To 30% Faster Page Loading

Running a PHP service is not a challenge. Many webmasters do it on their home machines. But if you want a fast, stable, and secure PHP, while supporting Apache and the variety of .htaccess rules defined by a multitude of users and apps which run on a large platform like ours, things get complicated. After several iterations, our DevOps managed to overcome the biggest “speed over security” challenge and delivered an amazingly fast PHP with our Web Application Firewall and account isolation integrated, getting better performance results without compromising on security. You can read the full post about our Ultrafast PHP here.

Faster MySQL Setup, Faster Sites

Since we had started on the essentials, it was only natural that we reevaluated how the MySQL worked after the PHP had been optimized. MySQL is especially important for the performance of websites with large data bases, which are usually e-commerce sites, quite widespread on our servers. The new MySQL setup that we crafted allows for a considerably higher number of parallel requests to be processed simultaneously. This affects the effective handling of heavy MySQL queries and leads to a significant drop in the number of slow queries on our infrastructure.

Centralizing the DNS Service

Next on the list was reworking our DNS (domain name system) service. The DNS essentially translates domain names into IP addresses, so people can actually open a particular website. In order to make this process faster, more secure and reliable we just introduced our new centralized DNS service which operates in 5 geo locations and on multiple instances. Webmasters will witness faster domain resolving, enhanced resilience and availability of the DNS service, better protection against DDoS attacks and simplified DNS management among other advantages. All this translates into faster websites with added safety and ease of management.

Collaboration & Reselling Made Easy On Our Platform

One of the main reasons we were not happy with cPanel was that it was blocking us from creating our own Access control system the way we believed it should be. One of the things that we launched together with the new Site Tools and Client Area was a new user role – the “Collaborator”, already available on all our plans. This user role made it possible for our clients to invite their designers, developers, and friends to collaborate on their sites without sharing logins and creating any security risks.

Over time we also made it possible to add a “Client role” to our GoGeek and Cloud plans together with the option to create custom hosting packages on our Cloud plans, especially useful for people building websites for their clients. The Client role is a more sophisticated way of controlling the access you grant to your clients by defining which parts of the Site Tools they can access.

Improved Web Accessibility

Our team also put significant effort into integrating features that make our service easier to use for everyone, including people with different levels of motor or visual disabilities. Our Site Tools came with a high-contrast theme, screen reader support and keyboard handling, and eventually Easy read font which is designed to improve readability for users with symptoms of dyslexia, but can be used by anyone who prefers it and finds it easier to read.

New useful tools and features in Site Tools

Of course new and useful tools kept coming….

Multisite SFTP Key for Easy Multiple Site Management

More recently we introduced the option for Multisite SFTP access with a single SSH key which empowers users to easily and safely manage multiple sites. The Multisite SFTP access can be used for all the sites our clients own or have been added as a collaborator in a single Client Profile. This option provides multisite owners with the convenience and security to manage more than one site.

Search and Replace Tool for Easy WordPress Management

Our team introduced a WordPress Search and Replace advanced tool designed to enable WordPress admins and developers to replace all occurrences of a certain string within their WordPress code in a single click.

Enhanced Webmail App

We released an updated Webmail application with improved look and feel. The app enables our clients to provide their users with access to all relevant email tools they need to manage their individual email accounts, such as changing their passwords or configuring autoresponders, folders, and forwarders.

HTML in Autoresponders

SiteGround users are now also able to set up autoresponder content to be sent as HTML. They can choose whether their autoresponder email is sent as plain text (default) or HTML. This option is available for all themes and resolutions in both the Autoresponders tool in Site Tools and in Webmail.

We are proud that we introduced the Client Area and Site Tools and all the enhancements backed up by amazing test results, but what makes us really motivated is the feedback we receive from our clients. Thanks for your continued support, and your business – together, we hope we continue to raise the standard of web hosting services

Winning Two Stevie Awards for Customer Service and The Hard Work Behind It

We’re thrilled (and humbled) to announce that SiteGround won the People’s Choice vote and the Silver award in the jury vote for Customer Service Department of the Year in Computer Hardware & Services category in the 14th annual Stevie® Awards for Sales & Customer Service. “The Stevies” as they’re known, are one of the most prestigious international business awards, recognizing excellence in business-crucial disciplines.

They attract more than 12,000 nominations each year in different industries. With over 2600 evaluated nominations and over 101,000 votes cast in the People’s Choice awards, SiteGround ranked first in the Customer Service in Computer Services category, thanks mostly to the support of our loyal clients. Additionally, we were announced as a Silver winner in the awards’ jury prizes, selected by the average scores of more than 180 professionals worldwide.

Winning such a massive vote does not come easy and it takes years of hard work, dedication, and consistency to get to where we are today. It involves training sessions, processes, monitoring, and lots of coordinated efforts by a lot of people whose dedication, expertise, and efficiency should never fall short. Here is a quick look of what happens behind the scenes of our Customer Service success.

Complex Recruitment Process

Our customer service team who are available 24/7 via Live Chat, Phone, and Helpdesk ticketing in English, Spanish, and Italian now counts 350 people and it keeps on growing. Over the past 3-4 years, we have been hiring new member groups roughly every 3 months. For every recruitment cycle, we get hundreds of resumes. It’s a huge pile that we have to sort through carefully because we don’t just let anyone in. We want smart, friendly, eager to learn, not afraid of hard work, and committed people to become part of our team.

Our HR department filters about 12-13% of those to meet in person and in the end, only 4% get hired. The best of the best.

Long and Heavy Training

Most of the people who join our customer service team are not familiar with the web hosting industry. Even if they had some technical background, they still have tons of terminology to learn, adapt to our expectations and standards for customer service, and become quick to deliver. All that takes time, training, and experience. Our initial on-boarding training takes two weeks and covers the theory and the basics of the role. Then we continue with a 4-week mentoring program with a supervisor, processing one client inquiry at a time and discussing the case in detail until the agent fully understands how to best approach and handle it.

Then, it’s time for more training. Within the first year on the SiteGround customer service team, our team members have to complete more than 10 different training sessions, seminars, and workshops. Since the tech industry is very dynamic, we make sure that even our experienced agents have the opportunity to constantly improve and build on their skills. In 2019 we completed over 600 up-skill training sessions across all our customer service divisions.

Timely feedback and management support

No matter how good and motivated people are, everyone needs attention and encouragement to know they are on the right track. That is why all our customer service team members receive regular evaluations and feedback sessions, happening on a monthly basis during their first year. In case an agent is performing below our standards and expectations, their supervisors dedicate time and create personalized support sessions to educate them and motivate them to get better at the job.

Excellent customer service is not an easy task, but thanks to our team’s persistence and willingness to improve, we’ve been consistently increasing our speed of resolution within the past 4 years and getting to 90% of all client inquiries being resolved at first interaction.

Client Ratings And Easy Escalation Path

Staying on top and maintaining a high level of service requires the introduction of checks and balances. We found that client ratings are an extremely good indicator of performance. That is why we ask clients to rate their interactions with our agents and we monitor the individual ratings of all team members. Poor client ratings are a red flag urging their direct supervisor to take action.

At the same time, we have an easy escalation path that in addition to being very convenient for clients, also acts as an alert when things go south. Clients can escalate their case to a supervisor and make sure that whatever issues they had with the case resolution, get noticed and eliminated in a timely manner.

Thanks to these two mechanisms and the willingness of the agents to learn and improve, in the past year we also helped over 1.1 million clients on live chat. Most of those were rated by the client parties afterward, and 98% of the rated were marked as “Extremely helpful.”

Optimizing Customer Service Channels

No matter how well-prepared а team is, there always comes a moment when you have to stop and think – are we doing the best we can? Dealing with the winter flu season, for example, when we encourage people to stay home and rest, it becomes twice as difficult to process all the incoming client inquiries. So we figured it’s not only about hiring more people to process more inquiries. Over the past few years SiteGround more than doubled its client base, which made optimizing our customer services a top priority.

We enhanced our customer support experience by introducing automatic recommendations of the fastest and most relevant channel for each specific request. Our in-house AI-powered system reviews incoming inquiries and depending on the type of issue and on the current load on all our customer service channels, it recommends the one that will be most efficient (lowest wait time combined with the skill level to resolve the issue in question).

We developed a custom Artificial Intelligence (AI) Chat Bot and AI search tool to assist clients right away reducing wait time. That’s not one of those funny moments when you chat with a machine like in the movies, it’s a real-time educated software that tries to match your inquiry to previous conversations and if the issue has been addressed in the past, it will suggest a solution right away, without sending you to an agent. Of course, if the suggested solution is not useful, you get in touch with a member of the team. That’s how we keep our average wait time on the phone lines at 2 minutes, and our HelpDesk tickets are resolved in 15 mins. on average, with the majority of issues resolved with our first response.

Tuning in to What Our Clients Say Year after Year

And last but not least, besides relying on the external evaluation of prestigious third-party institutions such as the Stevie Awards, we ask our clients every year how they rate our support and other parts of our service. That is how we know we are still on the right track. Over the last years, we have been receiving consistent 98% customer satisfaction scores in our annual client surveys, which makes all that hard work we do worthwhile.

We also closely monitor our Net promoter score (NPS), based on how likely our clients are to recommend us. NPS is a complexly-calculated value between -100 and 100. Scores higher than 0 are typically considered to be good and scores above 50 are considered to be excellent. SiteGround’s NPS is 62. To put that in context, companies with the same NPS as SiteGround in different industries include Apple Cloud Storage, Sony, Trader Joe’s, Zoom communications, and more, so we’re in excellent company!

For us, optimizing our customer experience is a never-ending process, and we are committed to going above and beyond, thanks to the extreme dedication of our team and the priceless support of our loyal clients.

The Future is Now: Our New Client Area and Site Tools Are Going Live

Nearly three years ago, we made the decision to develop new interfaces to improve the way our clients build and manage their websites and hosting on SiteGround. Now, we’re ready to share the results of all the hard work and show you the new features and designs our team has built.

This process has been highly rewarding, but not without its challenges. We hired 20+ new people, including React developers, QAs, and others, and restructured several core teams in the company to meet the needs of this project. Now that we’re near the end, we feel proud of our work, relieved that it came together, and excited to announce it to the world!

As of today, hosting clients who sign up for our service will be using the new interfaces. This excludes, for the time being, Cloud and Dedicated Server accounts, special partnership orders, and our Italian and Spanish-speaking clients.

Current customers who are using cPanel and the old User Area will be gradually switched to the new interfaces starting in September.

Read on to find out more about the most exciting improvements we are introducing and how they can help you manage your sites more easily.

How We Updated 700K+ Sites to WordPress 5 and What We Learned in the Process

Over the last week, we gradually rolled out WordPress 5 through our auto-update system. We took a different approach for this update as this version introduced one of the biggest changes in WordPress so far: the new block-based editor also known as Gutenberg.

Updating hundreds of thousands of active WordPress installations, especially when such an anticipated and, at the same time, feared change is happening, can be a serious challenge. Today, we’re happy to report that less than two weeks after its release, most of our WordPress clients are already using the latest WordPress 5 version. The process has been quite smooth and we wanted to share our insights and encourage more people to make the move to a great block-based editing experience.

SiteGround is now GDPR Compliant

Over a year ago, SiteGround began the important task of preparing for the General Data Protection Regulation (GDPR) – a new law designed to protect the personal data and privacy of EU residents. While working on this implementation we have seen that the main principles behind the law are genuinely good for our users.

The regulation aims to make personal data processing more transparent and to give people more control over their data. Even though the GDPR only applies to EU citizens, we have decided to go beyond and adopt the same good policies for all of our users, regardless of their citizenship or location. The new rules are becoming effective on 25th of May 2018. The following two documents apply these rules to our service:

  1. Our Privacy Policy, which describes how we collect, use, share and process our customers’ personal data.
  2. Our Data Processing Agreement (DPA), which regulates our responsibilities as a host, thus allowing our clients to have GDPR compliant sites themselves, if they need to.

How is SiteGround Getting Ready for the GDPR?

We are receiving more and more inquiries from clients asking if SiteGround will be GDPR-compliant. With this blog post, we would like to explain what we have been doing and share our experience with becoming GDPR-compliant, both as a way to inform you what you can expect from us in the next month, before May 25, 2018, and as a way to help you prepare for the GDPR yourselves.

The use of our personal data by big companies is indisputably the hottest topic right now and we don’t think anyone doubts the importance of regulations to prevent abuse and enhance the security of that data.

The European General Data Protection Regulation – GDPR, which will take effect on May 25, 2018 is aiming to do exactly that – regulate how personal data of individuals in EU territory gets collected and used. It defines what personal data is – being literally everything – name, email, username, address, phone number, financial data, age, behavioral data and more, and obliges everyone who collects and processes such data of EU individuals, no matter where that company or person is located around the world, to act in accordance with this regulation.

SiteGround started the process of becoming GDPR-compliant about a year ago and we wholeheartedly look forward to it being enforced. We believe the GDPR is good for users and good for the overall security of the Internet and we have always been acting in line with its main principles. Now our goal is to audit and make public these internal rules, and also make sure we apply the letter and the spirit of the GDPR to all our clients, no matter if you are an EU-resident or a resident of another country.

2015: The Clients’ Assessment

survey2015-v6

The past year 2015 has been a roller-coaster ride for our team. New clients doubled joining faster than we could plan on how to accommodate them. New business opportunities had to be seized and operations set in motion to make them happen. That fast-growth pace has been a source of anxiety whether we would manage to stay focused on the one thing that really matters – the quality of our service and how our clients’ experience would be affected.
